Green on paper, grey in practice? : An analysis of Corporate Sustainability Reports and Customer experience (English)
Abstract [sv]

Abstract [en]

As consumers today are increasingly aware of sustainability issues, this places greater demands on companies, particularly in the fashion industry, to both communicate and implement measures related to sustainability. Modern technology enables consumers to easily and globally share their opinions about a company through review platforms.

This document analysis of sustainability reports and customer reviews clearly shows that consumers experiences of purchasing and interacting with the company do not align with the image presented in the company’s sustainability reports. Furthermore, these experiences have been categorized into different aspects of associations, which have been clarified through an association pyramid.

Signals of greenwashing emerge, meaning that the company portrays itself as being more engaged in sustainability than it is. However, the study discusses various explanations for this and suggests that the issue is not simply black or white (or green).

The study also presents an unexpected conclusion regarding how brand associations and organizational associations integrate and influence one another. It turns out that consumer associations are not shaped by a single detail, but rather by the entire customer journey from the moment a consumer hears about a product and places an order, to when they contact customer service for a return or complaint. This chain of interactions and technical touchpoints collectively forms the association that is ultimately perceived.
